I started the work by performing a user flow and site map. The results showed there were the different entry points and certain pages that were key to the flow were not being addressed in the original requirements gathering. The work continued with an update on the requirements as well as wireframes to visualize the flow in a more natural web environment. Created prototypes for usability testing with their clients. Our team, 5 at the time, consisted of answering phone calls to the 1-800 number and log the calls. The details were put into a tracking system and sent to the local district manager to take care of. The majority of the calls were complaints about service at the store, delivery issues, and product features. The biggest takeaway was a visit to work at a store for a week and experience first hand the interaction between customers and front line staff. I learned the value of empathy and how easy it is to overlook it and influence the rest of a conversation. By working at the store, I was able to be in store personnel "shoes" and really find out where most of the issues our call center was being contacted for. Upon returning, all of us changed the way we communicated with customers and try to diminish the contact between a district manager and customer by "fixing" the problem on the spot.
