• Improve SLA's and matrics• Improve process flows and improve agent productivity and efficiency• Monitor queue and track inbound calls keeping agents aware of inbound calls, calls waiting, abandonment rate, etc. • Analyze daily, weekly and monthly call reports for each agent making recommendations for improvement• Identify agents whose average call times are not in line with requirements• Work with Team Leads setting performance goals for those agents who have been identified as needing to reduce call times.• Working with the Team Leads, will be responsible for reduction in call times of identified individuals incrementally until the desired call time is achieved• Identify agents who are misusing codes for time not on the phone and working with the team leads, ensuring that behavior is corrected for proper reflection of availability• Ensure that calls are answered timely, work with agents and their team leads to progress the call appropriately and escalate the call when appropriate• Identify encumbrances to meeting required matrix and make suggestions for improvement• Distribute daily, weekly and monthly reports to executive management

- Determines telemarketing quality standards by studying inbound and outbound calls and customer service presentations; conducting test calls to telemarketing service representatives on new products.- Verifies telemarketing results by measuring skills in use of scripts, - product knowledge, sales and service ability, greeting, diction, listening, etiquette, objection handling, efficiency, and courteous close of call.- Provides feedback to telemarketers by monitoring calls; monitoring feedback for external vendor programs; conducting monthly help sessions.- Evaluates telemarketing approaches by rating effectiveness of telemarketing service representatives; providing quality ratings; identifying training needs; developing training programs; conducting training.- Directs quality initiatives by requiring adherence to quality assurance - policies and procedures; developing new models; implementing changes.- Maintains professional and technical knowledge by attending educational workshops; reviewing professional publications; establishing personal networks; benchmarking state-of-the-art - - -------- practices; participating in professional societies.- Contributes to team effort by accomplishing related results as needed.
