Responsible for overseeing the Service Desk Team by providing operational, customer service, and technical support to the Service Desk Analysts. Served as a point of contact for managing and coordinating the operational and ad-hoc activities of the IT Service Desk team. Also provided administrative supervision and technical direction to the team to ensure service is operating in accordance with established procedures and practices including issues being resolved within the specified times according to Service Level Agreements. Assigns personnel to various operations within the Service Desk area and directs their activities. Participates in the development and management of the ITIL processes, SLAs. Monitors performance metrics of support personnel and reviews response times, problem logs, and trends in problems reported; and selects, develops, and evaluates personnel to ensure the efficient operation of assigned functions. Identifies, researches, and resolves complex technical problems. Creates and manages escalation procedures and ensures service levels are maintained. Documents, tracks, and monitors problems to ensure resolution in a timely manner. Interfaces with customers and is responsible for technical communication with management and other organizational and/or remote sites. Identify, where possible, common and large scale problems and highlight them to the Supervisor of the IT Service Desk, Manager of the Help & Solutions Centre and/or the Director of Client Services.
