As a direct report to GM of 100+ person PM org that owned customer support delivery and internal tooling, I led/owned financial and capacity planning, KPI target setting/tracking, ROI investment model, go-to-market business case and strategy of key customer support services and commercial-attach offers. I managed $1B+ spend of customer success orgs by advising GMs/VPs on engineering investment prioritization by defining and tracking key project milestones and KPIs. - Drove 1.3pt of GM% improvement for O365 thru cost reduction of customer support while balancing customer satisfaction impacts. Partnering with biz/engineering, ideated and landed 10+ initiatives that drove $110M+ perpetual annual COGS savings in customer support spend (~15% Y/Y reduction) thru collaborations with engineering, finance, and PMs, by driving vendor delivery model improvements and internal tooling deployment.
