I provided Tier II and Tier III support for 400 remote users and 800 on-site users on issues escalated by offshore Tier I support personnel. Managed several IT projects and gained Six Sigma Green Belt Certification.RESOLVE ON FIRST CONTACT RATE – Tier II and III support teams were being swamped with escalated issues that should have been within the capabilities of the Tier I offshore team in India. Upon investigation, I discovered the offshore team not only did not have any remote control tools at their disposal, they also had the incorrect knowledge base. By determining the correct knowledge base entries that were needed or required update, and implementing remote access tools, I was able to increase the Resolve on First Contact (ROFC) rate from 44% to 82% and save the customer $743,000. SALES TEAM LAPTOP DEPLOYMENT – GE had acquired a company—and as part of the integration of the sales team, the users’ laptops needed to be replaced to achieve standardization and supportability. I managed the resistance to change, advocated heavily for replacement/migration of data, and successfully replaced all devices for sales team of about 50 employees.
