Incident Handler
1) Taking calls from customers within Birmingham City Council, the Contact Centre, and Service Birmingham within the agreed 20 second time limit. This is to ensure that the Service Level Agreement target of taking 80% of calls within 20 seconds is met on a monthly basis.2) Identifying and resolving customers computer problems swiftly and efficiently - Making sure First Time Fixes are adhered to, and valid Workarounds are supplied when necessary.3) Reassigning calls to 2nd and 3rd line support teams/Incident Resolution Groups when First Time Fixes or Workarounds are not possible.4) Informing customers of steps taken to a resolution, or reasons for re-assigning a call to 2nd or 3rd line support teams. Giving the customer a understanding of what an Incident Handler does on a day-to-day basis can be very informing and helpful.5) Monitoring open calls for quality checks, updates, re-assignments, investigations made and the resolution details.6) To help other Incident Handlers with call handling/information included/quality check analysis.7) Logging Starters, Leavers and Movers Forms for new members of staff and for making existing account amendments or deletions.8) Processing Password Reset requests, Assystnet and SB Portal calls/queries, Contact Centre CAD Forms and CRM and Voyager Request User Capability Forms on Additional Duties.9) Monitoring Service Desk Outlook Mailboxes (ITHelpline/ServiceBhamIncidentHandlers)10) Monitoring the IH-MASTER and IH-CIA Call Queues - The Master queue shows all open calls assigned to individual Incident Handlers, and the Calls Incorrectly Assigned queue is where calls are passed back to 2nd and 3rd line support teams for incorrect call assignments/poor quality of information obtained.11) Requesting new/existing Model Incidents and updates - Model Incidents are scripts used for Incident Handlers to follow, and it is very important to make sure that these are regularly monitored and updated frequently.
