When I began at UC Berkeley’s Campus Shared Services IT, the organization was only a month old. Throughout my time there, my team has taken on support of over 50 departments, joined with key campus IT partners to implement ITIL framework, helped launched ServiceNow as a campus service and incident tracking system, developed performance metrics and reporting tool, and have handled nearly 100,000 tickets in 2017 while meeting SLA goals.Over the last six years I have helped develop key IT Service Management processes and ITSM performance reporting. I have focused on developing an efficient incident management processes that always considers the customers needs. Our organization has maintained a 90+% satisfaction rate for over five years!I am currently working with a team to standardize the Incident Management and Configuration Management practices across the 5 major IT organizations on campus and deliver quarterly reporting on Service Desk performance. We are standardizing how technicians should address customers, how to properly document the work in ServiceNow, and how to track that information with metrics that tell us if we are meeting our performance goals. I’ve also worked with a small team to create a performance dashboard with ServiceNow, Google Apps, and Javascript to objectively evaluate our technicians at the end of the year.
