In this role I consulted NAB in rebuilding trust for their customers through complaints and remediation. By designing and implementing the behavioural strategy we were jointly able to positively influence banker behaviour which led to increased customer satisfaction. In this role I was responsible for:-Leading the design and implementation of the Behavioural Change Strategy-Developing a quality & capability framework which was able to measure both customer experience and the related banker behaviour.-Training a team of coaches and trainers to implement the Quality Framework among 200 complaints specialists and 34.000 frontline bankers.-Rewrite communication strategy and templates which enabled bankers to address customer needs with empathy, warmth and clarity. -Implement customer feedback system and database: reducing preventable escalations of complaints and positively influencing banker behaviour. (Introduction of a Customer effort Score in quantifying customer satisfaction)-Hosting workshops and co-creative sessions, with leaders, executives and frontline staff: behavioural insights workshops, leadership & persuasive communication, strategy development and customer service training.
