I led a team of 4 researchers to assist in qualitative user interviews, research synthesis, persona creation, and journey mapping. I administered a quantitative study consisting of a stratified random sample of 10,000 current WCNC guests to validate qualitative feedback and measure their Net Promoter Score (NPS) to benchmark against industry standards. Our research informed SEO decisions, optimized multichannel guest communication, built a guest experience strategy with KPIs for each stage of the customer journey, and developed a marketing strategy to increase market share vs. total addressable market.

Led 9 key initiatives designed to allow scale iCracked into a household name. The end result — multiply top line revenue, while making an incredible customer experience. The initiatives were:• HQ Tech Program — Managed seven iTechs to explore different operational efficiencies and revenue optimizations.• iTech Portal — Designed a digital business in a box to forecast and automate inventory replenishment, aggregate and track customer communications and repairs, simplify and standardize marketing assets, and synthesize financial data for reporting and tax purposes.• Concierge Redesign — Redesigned the request/call/schedule platform to lower the number of communications between call center agents and iTechs while increasing conversion.• Communications Redesign — Optimized all automated customer text messages and emails for the Express Repair process to eliminate confusion and market additional services.• Advantage Membership — Created a minimal viable product (MVP) to allow iCracked to scale the sale/distribution of this warranty product.• Net Promoter Score — Implemented this industry standard to obtain better feedback from customers, and allow iCracked to benchmark against other businesses.• Practice Kits — Partnered with our Trade-In department to repurpose harvested inventory to train iTechs before they repair customers devices.• Appointment Setting Program — Piloted an outbound calling program to respond to customers repair requests, sell the iCracked service, and schedule an iTech to repair the customers device.• Marketing Automation — Performed a system assessment to identify and contract Marketing Automation Tool at an enormous discount.
