About Roy Barker
With over twenty years of experience as an operations analyst and currently a senior manager at CVS Health, I am passionate about improving customer service excellence through data-driven change management and process improvement. Getting to the "real" root cause of customer experience issues is the first order of business. Developing the right problem statement is crucial in this process. At CVS we keep it short and simple, the who and the what. The problem statement is critical because it sets us on our course of discovery. An analogy I like to use is a ski jumper. If the slope is off by 5 degrees either way this will end in disaster. If your problem statement is off just a little, you may find a root cause, but it will not be the right root cause. I use lean Six Sigma tactics such as the "5 Why's" and Fishbone to drill down beyond symptoms to the real root cause. It is important to make sure you have the right people involved in the conversation, those closest to the problem, those with their hands on the keyboard. I spend of lot of time and effort building trust and getting those involved comfortable with talking about what happened. You can force individuals to come to a meeting but you can not force them to talk or be honest about what really happened. You have to create a safe space in order to find out exactly what really happened, so you can design an appropriate durable solution. Everyone gets excited about participating in the forums and workshops, but once you take a commitment for a durable solution, the work is just now beginning. It is imperative that someone follow up with commitment owners to ensure they are making progress on completing the commitment in a timely manner. Instituting a control period is the only way you can make sure a solution actually has a positive impact on the problems at hand. The process is called continuous improvement because you may have to go through this process multiple times to solve complex issues. You also want to ensure no degradation in the solution over time, also called backsliding.I have facilitated discussions that resulted in increased revenue, production, and user retention. I am always eager to learn new skills and technologies. I am currently working on a cyber security certificate.
