I have experience of the setting up, improvement, and modification of Contact Centre initiatives in many many organisations both in the public, private, local government, national government, emergency service and voluntary sectors.I have run vendor selection exercises in telephony provision, predictive diallers, CRM and other data systems, outsourcing call centres, Contact Centre training and many other aspects of Call Centre technology and services. I have worked on NHS Direct, Consumer Direct, 101 and 111, among other government initiatives in the UK. I am a member of the 999 Liaison Committee. For many years I was a pro-bono Director of the Telephone Helplines Association – a charity which assists and represents charity helplines in the UK including the Samaritans, Childline and thousands of others.Internationally I have worked on setting up and improving contact centres in Sweden, France, Belgium, Spain, Holland, Germany, Turkey, Japan, Portugal, Italy, United States, Chile, Dubai and other countries.Much of my recent work is involved in different aspects of Emergency Call Handling, though I do venture out and do other things from time to time.I now do bits and pieces of work from time to time but am largely retired.Please note I do NOT link with people I do not know or have not met. While I have my own company I currently mostly sell myself through various frameworks to Government entities such as NHS England. Occasionally I do work directly for commercial bodies and am always interested in offers....
I was involved in the 111 program at DoH and did the original design, negotiation, procurement of the Telephony Infrastructure. I played an important role in the re-procurement and dealt with many telecom issues for 111.
This has included work on 101, ACAS, Ambulance Services, Local Authorities and initial work on 111 including sizing the project and getting Ofcom approval.
My principal role on 101 was getting the telephony infrastructure to work. This included working with Ofcom and Network providers to create the first new 3 digit number in many years. I also did key parts of the numerical analysis and was very much involved in the work of the pilot sites
As a Trustee I worked on the strategic direction of the charity and attended Board meetings. Helped judge the Awards. Assisted Mental Health charities with their call centre technology.
I was one of the original 5 Sophronites having passed the infamous fly fishing test. I lead the call centre practice from the start until it was sold to CACI. Worked numerous call centre builds (especially in banking) including in Czech Repulblic, several in Istanbul, Dubai and Tokyo. Later work through Sophron included NHS Direct, Care Direct and early stages of Consumer Direct.
I worked directly for Paul Jenkins (the first CEO) of NHS Direct as one of the initial 8 person DH team. This included appointing staff, defining what a "good" call looked like, chairing one of the CDSS procurement rounds, working on the network procurement and a huge number of other tasks that Paul gave me.
Reported to the VP for Europe to sell ACDs, predictive diallers, scripting tools, voice recording, CTI and host integration to European call centres. Worked with local sales people across most of Europe providing expertise. Hilights included IKANO (IKEAs bank) in Sweden, Banco Santander in Spain, and Call centre builds in Italy, Belgium and Germany.
Taught operating systems and programming languages. Later when Datapoint started selling ACDs I became involved in the use of a powerful and flexible scripting tool. Was heavily involved in the set up of Securicor's proof of delivery call centre. Then helped sell and design the call centre for OneTel (which later became T-Mobile) and a banking call centre for TSB.
