AUDITThis position required interacting with local law enforcement and appearing in court to prosecute on behalf of bright-house networks. We did not lose any cases in which I represented the company.My assigned team of 15 (at max staffing) audited the system for unauthorized users (UA's) & recovered company equipment. We tried to convert outstanding balances or UA's into active paying up to date subscribers. This duty required the use of an audit commission structure used to compensate the employees. QC was addedWe performed QC checks on contractors both for their installation and disconnection work documentation using the ARES QC / Audit software.Installations were added* I did all WO assignments for our teamEach audit tech was assign 2 morning installs (as that assigned to a contractor & not easy apartment jobs) I made sure they completed them but also still met their QC and Audit goals they were still required to meet.* During this time many of the Auditors were not skilled at this type of work. I requested and was giving approval to have myslef moved into a van with all necessary ladders and equipment to assist them. For my remaining tenor I was the only Central Operations field supervisor using a fully stocked service van.The digital transition began and the morning Installations were changed to Service calls.* I did all WO assignments until the last couple months then audit and QC duties were eliminated and full service logs went into effect.** 4 teams 2 Central / 1 North / 1 East We were tasked with training auditors to handle any type of service call. We broke this into 3 stages for evaluation reasons. My team achieved stage 3 before any other team. -

During this role a positive change for a fellow supervisor meant I needed to support this region as the only technical supervisor for the weekend shift. At least until a secondary supervisor was brought in to help support the area. It took 4 months before a secondary supervisor was brought in so needless to say I learned a lot during that period. I also supervised,planned and assign staff for the WIFI access media needs for the Democratic & Republican events held there for Joe Biden and then Sarah Palin. This required we closely work with secret service and event security to ensure their concerns or procedures were follow exactly. -

With this team the challenges were taking brand new agents and making them great agents that would constantly provide excellent customer service on every call. Duties include payroll verification, Training on new products, New Hire processing and to the floor transition. PDA duties (delivery of Verbal, Written, Finals ….etc) Coaching via required One on One meetings with agents 1 per month to include Customer Excellence policy adherence and guidance. Operating under CEO I and CEO II platforms we were tasked to do 3 per agent per month. I routinely did 4 to 5 finding it more effective for newer agents. With this couching we had to stay calibrated with our 3rd party partner J LODGE whom also evaluated our agents. See picture attachment: I was consistently at the top of this calibration scoring system among the supervisor staff, which was part of our monthly evaluations. The largest group of agents I managed in this role was 18.DPSME Customer Care Supervisor Team Two - This position was assigned a lead.These two teams were created because the was no a PAC or Digital phone department. All Digital phone related issues went to this Queue, we were assigned to handle digital phone related issues but also included FCC complaints and BBB issues regarding phone services. phone-line, fax, issues, voicemail, using techniques such as intrusive testing, trace routing and MAC correction and WO / Account balancing to name a few. Duties: as the above position but also included resolving complaints from the FCC, BBB. and field issues that generated escalations. Escalations where tracked documented and reported to senior management weekly and monthly overview. These teams were set at a fixed agent count of 16 plus 1 lead -

Handled basic modem connectivity concerns but also included voicemail,email,WiFi, order entry, and field service scheduling concerns as needed for our customers. This was before the structure existing where digital phone issues where route to another department we address all digital phone related issues as well. The highest call volume I have experience was a Monday morning when we had a system wide issue and the customer phone ambush system was down, so we where handling a Queue at 771 calls holding. It was the one and only time I got to look at he board with customers holding upward of 45 minutes. It was a rough day but along with my outstanding fellow agents we skipped our breaks and only took only half lunches to help support the issue. I was so proud of the staff both leadership and agents because everyone jump in to support a difficult time for our customers. -

The QC technicians (4 of us) where assigned to resolve all open service outage calls for our area that came in for the day. Once we cleared the pool we moved to Central areas to support the sevrice teams to guide and assist in clean up and reconstruction of damaged plant. -
