After a successful initial project of the transformation and rebuild of a new Assurance Program for both onshore and offshore operations in Customer Services, I was asked to launch and own the transformation of back office Quality Assurance Management responsible for over 3 million activities per month.Responsible for managing both onshore & offshore Quality Assurance Management teams across all functions of the business. Multiple projects delivered including - Assurance automation- Back office process & business assurance- Introduction of speech analytics within Customer Services Quality Management to capture previously internally unregulated metrics (domestic violence, at risk customers, self harm).- Roll-out of real time speech analytics to capture domestic violence calls with same day rectifying, protecting customers and preventing notifiable and legislative breaches.
