Ombudsman Manager
London, United Kingdom
My responsibilities included:- Informally resolving, or making final decisions on, complaints about a range of financial services products, thus bringing a resolution to hundreds of disputes;- Liaising with the parties throughout the investigation to ensure they both felt the process was fair, regardless of the outcome. To build awareness of the Service's work, final decisions were published online, and therefore had to make sense to a third party layperson;- Managing three teams of new investigators through a six month training academy, building the Service's capacity to tackle queues. I later managed eight investigators permanently. I'd respond to any complaints about their work and carry out their appraisals;- Balancing an urgent and varied caseload against the needs of my team, whilst also finding time to engage in project based work, supporting the Service's objectives at both micro and macro level;- Maintaining a working knowledge of the relevant law, regulations, rules, guidance, standards, codes of practice and good industry practice. This minimised the chances that my final decisions would be vulnerable to judicial review;- Co-chairing a group of subject matter experts responsible for setting the Service's approach to complaints about four areas of insurance. We'd engage with firms operating in those areas and issue technical guidance, empowering them to resolve complaints themselves;- Interviewing new investigators and managing disciplinary hearings, providing important support to HR;Key achievement:- My team resolved 400 wedding insurance complaints about cancellations due to Covid-19. Despite us upholding 89% of these cases, by working collaboratively with the insurers, 96% were resolved informally, making effective use of the Service's resources.
