Customer Experience Manager - Stations

At MTR Elizabeth line I performanced managed the operations of a number of Stations on the Eastern section between Liverpool Street and Shenfield. My flagship station was Romford which has over 11 million customer entries and exits per year, making it among the top 30 busiest train stations in the UK.In this role I line managed a 45 team members across gateline, dispatch and ticket office functions. I was responsible for the delivery of customer service across our stations, ensuring we deliver TfLs concession requirements for customer information, station ambience and health and safety standards. I led the customer focused response to major operational incidents - Persons under train incidents, trespass events and major fleet or asset failures as part of our operational on call roster. My role also included reviewing and improving operational performance on the Eastern section, seeking to combine on the ground insight with creative campaigns to influence customer behaviors. Examples include working with the British Transport Police to improve our responses to criminal activity on our trains and Network Rail to deliver suicidal awareness training for our frontline teams. We consistently delived a 96% PPM.In this position I was also the operational interface manager for the Romford Station upgrade, ensuring that the customer impact of the £10 million upgrade was minimised. This included working closely with Network Rail and the Volker Fitzpatrick team to deliver the upgrade works, whilst also delivering excellent customer service, gradually taking the operation of a new ticket hall, station entrance and full step free access into customer service.The station now has an enlarged ticket hall with additional capacity, a new ticket office and step free access to all 5 platforms.

I was employed as an Area Manager on the Bakerloo Line at LUL. This key leadership position had responsibility for the overall operations of 7 stations and the people management of circa 65 members of staff. My key duties include:- Delivering Wold class customer service on the Underground for the people of London. Improving mystery shopper reports and customer feedback through staff coaching, infrastructure improvements and delivering a new colleague voucher recognition scheme. - Working closely with Network Rail on improving service reliability and reducing PPM failures on the route between Euston and Watford. Examples include funding new anti trespass mitigations and working closely with the British Transport police to enforce criminal activity on the patch.- Managing the performance, attendance and operational competency of all safety critical staff over a 24 month competence cycle. Upskilling my duty managers to become competent assessors and ensuring regular feedback was provided following operational incidents. - Facilitating a safety first culture that minimises customer injuries through infrastructure renewal and effectively delivers Department for Transport security standards on my stations. - Delivering a challenging operational budget including minimising procurement costs and overtime payments.- Coordinating activities to enhance the reliability of the railway. This includes up-skilling employees in dealing with operational incidents and improving our built environment.- Ensuring the continuous improvement of all internal processes, to promote productivity of employees and reduce waste. E.G. Using Apps and digital programs to reduce paperwork.

- In September 2016, I joined Transport for London's, 3 year General Management Graduate Scheme.- My first placement involved working as a strategy planner on a program to modernise TFLs train operations. Design items included looking at the London Underground's management structure, operational resourcing and recruitment/development policies. - This was followed by a 4 month stint working in the Station Sponsorship team, acting as the businesses key representatives in managing and ensuring sufficient progress of station upgrade projects. I have been personally responsible for launching a new match funded ambience improvement scheme, working externally with Business Improvement Districts in London to upgrade their local stations. - My final placement in my first year was assisting the Area Manager at Bank Station, where 300,000 customers pass through each day. My duties include supervising day to day operations and staff, running a Central line based reliability project to reduce customer delays and launching and implementing a new attendance management tool across the entire TfL network.- In my second year I worked for the organisations flagship Reliability Improvement Program, working to reduce customer injuries and incidents including Persons ill on Trains. This has involved project managing, cross functional teams on the Central and Victoria line, whilst building relationships with local operational managers and staff. I have also been instrumental in designing customer focused communications, aimed at modifying customer behaviour.- My final placement has involved working as the Affordability lead for Train Operations. I have been responsible for developing and delivering plans to reduce non-payroll costs by £500,000 and overtime by up to £700,000 in the 2018/9 financial year. This has included working closely with the Commercial development department to drive efficiencies in our contractual arrangements with suppliers.

- During the placement I completed secondments in both the Housing and Investment and Planning and Regeneration arms of the city council.- Developed a comprehensive oversight of the planning process through preparing and evaluating site reports when permission has been requested. Researching through site visits, details of competitors interior specificiations and available upgrades, as well as any financial incentives that the developer offers to buyers.- Gained an insight into the current regeneration priorities within the city, from the councils consultations and design requirements for Birmingham Curzon street station on the HS2 line, to the current proposals for redeveloping industrial space within the Bordersley area action plan.
