After two years as Director of Operations for Cleaner Solutions, Pat Taylor desired to move into semi-retirement and asked if I would take up the mantle and purchase Cleaner Solutions from him. His heartfelt desire was to keep the company locally owned and in the trustworthy hands of his employees. I was humbled by his confidence and extremely grateful for the opportunity so I decided to accept the challenge as of November 18th 2020. Managing a team of seven salaried education software support representatives (60% remote staff) while streamlining processes and reporting across the team resulting in record breaking statistics and customer satisfaction ratings. Results:Within the first six months, identified inefficiencies in basic workflows, identified key performance indicators for the team, recommended the re-write of our job descriptions to take focus from what wasn’t proving effective and placing an emphasis on metrics that would. Developed Daily Dashboards and Monthly Scorecards based on SQL select scripts transmitted through Power Query into Excel data files that then powered Tableau Visualizations published to our Tableau Server, all in an effort to increase data transparency from top-level management down to representatives. Within the first two years, actively recruited new support and training team members, created ramp-up expectations, developed the on-boarding process, created training manuals, setup Quality Assurance practices and created virtual team collaboration venues for all Support and Training representatives. By the end of 2017 our support team was handling 18,400 cases annually (roughly $3 M in annual support revenue) while hitting seven-year records with the lowest percent of external escalations (24% down to 14%), lowest days to close (4.83 down to 3.52 days) and most importantly, the highest customer satisfaction rating in the history of the education support team (93.7% up to 97.1%).Daily handled personnel management including continued recruiting, corrective coaching, disciplinary action plans and terminations as well as promoting team members from within using an active 1:1 approach via bi-weekly meetings to review current statistics and professional development plans for personalized continued career growth.
